Zero drama, zero calls from a client who quickly forgets we even exist.<br \/>\nUntil the invoice arrives.<\/p>\n<p>Something that for them <strong>is a reminder of what we cost, not the value we provide<\/strong>, because without context to justify it, <strong>it will always seem too expensive<\/strong>.<\/p>\n<p>Obviously, it\u2019s not because the work isn\u2019t worth what it costs\u2014quite the opposite\u2014but because humans are like that. <strong>No one has told them the story of what happened in the last month<\/strong>, and above all, what didn\u2019t happen.<\/p>\n<p><a href=\"https:\/\/pandorafms.com\/en\/it-topics\/network-operations-center\/\" target=\"_blank\" rel=\"noopener\">Operational silence<\/a> is a sign of excellence in an MSP, but it becomes <strong>the worst enemy of the client\u2019s perception of value<\/strong>.<\/p>\n<p>Without <strong>systematic reporting\u2014which is the solution to these situations\u2014we will always be fighting a losing battle<\/strong>.<\/p>\n<p>We are Lieutenant La Forge, confined to the Enterprise\u2019s engineering section, keeping the ship running but never getting a date or being remembered\u2014until something breaks and all that arrives are shouts and demands.<\/p>\n<h2 id=\"1\">Why many MSPs fail to demonstrate their value<\/h2>\n<p>I\u2019m about to say a word that will make many cover their ears, but <strong>the reason has nothing to do with performance, but with \u201cmarketing\u201d<\/strong>.<br \/>\nWith visibility.<\/p>\n<p>We live in a world where <strong>narratives<\/strong> (or \u201cstorytelling,\u201d the trendy term now) <strong>influence more than reality<\/strong>.<\/p>\n<p>Educating the user that silence is good doesn\u2019t work\u2014they won\u2019t understand it. <strong>Their perception is that they are paying for a void they neither see nor hear<\/strong>, and as unfair as it may be, marketing is right and <strong>perception is reality<\/strong>.<\/p>\n<p>But as MSPs, we live and work in the shadows like an anonymous Batman, and we cannot change that: <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/it-system-monitoring\/\" target=\"_blank\" rel=\"noopener\">continuous monitoring<\/a>, silent updates, fixing anomalies before they become incidents, preventive adjustments the client will never see because they were resolved before they could notice them&#8230;<\/p>\n<p>When it comes to our work, the client only sees what we show them, and <strong>if we show them nothing, they infer what they can<\/strong>. That\u2019s why the solution lies in better reporting.<\/p>\n<p>Moreover, I\u2019m going to commit another sacrilege: <strong>the client is not entirely to blame<\/strong> for this situation.<\/p>\n<p>Many MSPs <strong>cannot demonstrate their value due to their own operational deficiencies<\/strong>, which usually manifest as:<\/p>\n<ul class=\"lista\">\n<li><strong>The tyranny of the ticket<\/strong>: The client only remembers us when there is a problem. They have no information about the overall health of the system, only about its pathologies, so we are always the bearer of bad news. That is the worst role in any play, because they will roll their eyes when they see our name, as it only means invoices or problems.<\/li>\n<li><strong>The absence of good performance metrics<\/strong>: Many providers monitor uptime, but not service quality. Saying a server is \u201calive\u201d is the bare minimum; explaining how its resource consumption or latency has evolved adds intelligence and communicates value.<\/li>\n<li><strong>Handcrafted reporting<\/strong>: Generating reports manually consumes hours of qualified technicians who should be doing more important tasks. Soon enough, those reports start being sent late, poorly, or never, because everyone is overwhelmed or doesn\u2019t understand the importance of what we\u2019re discussing (and that\u2019s normal\u2014that\u2019s a manager\u2019s job, not a technician\u2019s).<\/li>\n<li><strong>The trench language<\/strong>: Delivering a sheet of raw logs or metrics to a CFO is like explaining physics to a cat. <strong>If we don\u2019t translate the technical into business terms, the value gets lost in translation<\/strong>, like in that movie that introduced us to Scarlett Johansson.<\/li>\n<\/ul>\n<h2 id=\"2\">What the client really expects from a service report<\/h2>\n<p>In Star Trek: TNG, Captain Picard didn\u2019t finish one mission and move on to the next expecting Starfleet to simply take his work for granted. He dictated the Captain\u2019s Log, <strong>a detailed account of what happened, the decisions made, and their consequences<\/strong>.<br \/>\nThis way, the fleet didn\u2019t have to guess whether the Enterprise had fulfilled its mission: it received <strong>a structured narrative that demonstrated it with data<\/strong>.<\/p>\n<p>With a client, it\u2019s essentially the same. An MSP without systematic reporting is a ship without a log: it may be efficient, <strong>but it is also invisible<\/strong> to those who fund the mission.<\/p>\n<p>Alright, great\u2014but how do we apply this in practice? What does reporting that actually provides value look like?<\/p>\n<h2 id=\"3\">How to turn technical data into value the client can understand<\/h2>\n<p>A good report is not a data dump; it\u2019s a narrative supported by evidence. The difference is the same as handing someone a 400-row Excel file versus sitting down with them for five minutes and explaining what matters.<\/p>\n<p>For a report to be useful, <strong>it must answer the questions the client is asking<\/strong> (and even those they don\u2019t know they should be asking, because they\u2019re not technical\u2014that\u2019s not their role). So, <strong>it\u2019s not about overwhelming with data, but about providing clarity<\/strong> on the <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/what-is-information-technology-management\/\" target=\"_blank\" rel=\"noopener\">IT management<\/a> we are performing.<\/p>\n<p>The client doesn\u2019t want to know how many ICMP requests were sent this week or the latency percentiles of each node. They want to know if:<\/p>\n<ul class=\"lista\">\n<li>Their infrastructure works.<\/li>\n<li>The agreed commitments are being met.<\/li>\n<li>Their business is protected.<\/li>\n<\/ul>\n<p>Translated into reporting terms, that means showing what matters to them:<\/p>\n<ul class=\"lista\">\n<li><strong>Actual availability of their systems and services<\/strong>. But focusing on the ones that matter most to them, not the ones we as technicians find most interesting.<\/li>\n<li><strong>Compliance with the <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/what-is-an-sla-best-practices-for-service-level-agreements\/\" target=\"_blank\" rel=\"noopener\">SLA<\/a><\/strong>. In other words, that contract they signed and whose exact contents they\u2019ve probably forgotten, but which acts as an emotional benchmark for whether they feel well served.<\/li>\n<li><strong>Performance trends<\/strong> of their infrastructure over time. To understand whether things are better, the same, or worse than last month.<\/li>\n<li><strong>Detected and managed incidents<\/strong>, with enough context to understand their severity and how we saved the day.<\/li>\n<li><strong>Identified trends or risks<\/strong>, demonstrating that someone is thinking about the future of their infrastructure and improving it, rather than just putting out fires.<\/li>\n<\/ul>\n<p>In this translation effort from technical language to \u201cnormal human,\u201d <strong>a trick that always works is comparing things to simple, non-technical concepts<\/strong>.<\/p>\n<p>It\u2019s what the news does when it says something is as big as three football fields or that energy consumption equals seventy bottles of water.<\/p>\n<p>So how do we crystallize all this into a report that actually shows our value?<\/p>\n<h2 id=\"4\">What a good monitoring report should include<\/h2>\n<p>All of the above can be expressed using:<\/p>\n<ul class=\"lista\">\n<li><strong>Availability metrics<\/strong>. For example, with <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/uptime-monitoring\/\" target=\"_blank\" rel=\"noopener\">uptime<\/a> expressed as a percentage and compared with the previous period or with the SLA threshold. A 98.7% monthly availability has much more communicative impact than a table of incidents without context. If we exceed that SLA and show our superior performance alongside what is required, <strong>it will be easy to see that we are not just meeting expectations, but exceeding them<\/strong>.<\/li>\n<li><strong>Performance graphs<\/strong>. At the management level, charts and visuals are essential. Monitoring generates visual trends that anyone can interpret. If CPU load has been increasing week by week, that graph says more about the need for scaling than any technical argument we could build in a meeting.<\/li>\n<li><strong>SLA compliance indicators and other KPIs<\/strong>. These may differ for each contract. <strong>The key is visibility and simplicity<\/strong>\u2014being educational and visual for non-technical audiences, like Sesame Street. Green if targets are met, red if not, with explanations of the causes in the latter case. Simple, executive, and free of technical jargon that creates more questions than answers.<\/li>\n<li><strong>Relevant events during the period<\/strong>. Not all events, of course\u2014only the ones that matter: detected incidents, how they were handled, and how long they took. The <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/mttr\/\" target=\"_blank\" rel=\"noopener\">MTTR<\/a> (Mean Time to Repair) is a metric the client can easily understand and value without prior training.<\/li>\n<li><strong>Status of the monitored inventory<\/strong>. A snapshot of the current state of the managed infrastructure reinforces the perception of control and visibility, <strong>making the real scope of the service they are paying for tangible<\/strong>.<\/li>\n<\/ul>\n<p>None of this is particularly difficult to extract from an <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/infrastructure-monitoring\/\" target=\"_blank\" rel=\"noopener\">infrastructure monitoring<\/a> platform. The problem, almost always, is that no one has built the process to turn that data into a document that reliably reaches the client on time.<\/p>\n<h2 id=\"5\">The frivolity of human nature<\/h2>\n<p>In addition to being educational, simple, and adapted to the executive audience we report to, <strong>reports must also be visually appealing<\/strong>.<\/p>\n<p>Like it or not, we live in a world where appearances matter\u2014and that includes our reporting.<\/p>\n<p>That things should not only be useful but also attractive is supported by decades of research in design and studies such as:<\/p>\n<ul class=\"lista\">\n<li><a href=\"https:\/\/www.researchgate.net\/publication\/290957555_Apparent_usability_vs_inherent_usability_experimental_analysis_on_the_determinants_of_the_apparent_usability\" target=\"_blank\" rel=\"nofollow noopener\">This one<\/a>, which shows that an attractive interface is perceived as easier and more useful, even when it is not.<\/li>\n<li>These <a href=\"https:\/\/credibility.stanford.edu\/\" target=\"_blank\" rel=\"noopener\">findings<\/a> from Stanford University, which confirm, among other things, that nearly half of people judged a website\u2019s credibility based solely on its visual design.<\/li>\n<li>The proven phenomenon of cognitive fluency, which makes our brain perceive what is visually appealing as easier and more truthful.<\/li>\n<\/ul>\n<p>I don\u2019t make the rules of a game in which <a href=\"https:\/\/www.elblogsalmon.com\/desarrollo-personal\/esto-que-gana-alguien-ser-alto-zurdo-guapo\" target=\"_blank\" rel=\"noopener\">more attractive people earn on average 15% more<\/a>\u2014I just point them out.<\/p>\n<p>Appearance matters, first impressions are crucial, and we must deal with the world as it is, not as we would like it to be.<\/p>\n<h2 id=\"6\">Automating reporting to scale the service<\/h2>\n<p>With all of the above in place, we need to take reporting one step further. If we want to <a href=\"https:\/\/pandorafms.com\/en\/it-topics\/operating-an-msp-at-scale\/\" target=\"_blank\" rel=\"noopener\">operate an MSP at scale<\/a>, <strong>we cannot allow report delivery to remain a manual process<\/strong>.<\/p>\n<p>Automation is the path to growth without operational costs devouring profit.<\/p>\n<p>Moreover, <strong>the periodic delivery of automated reports ensures consistency<\/strong> and conveys professionalism. The client receives their report on the first Monday of every month, without fail, rain or shine. Some of the most important are:<\/p>\n<h3>1. Availability reports<\/h3>\n<p> The most requested\u2014and, if we follow best practices, also the most impactful in terms of perceived value. This report answers the most important question: Did everything work? Yes\/No. Ideal for a quick review. <\/p>\n<h3>2. Performance reports<\/h3>\n<p> CPU load, memory, network, storage&#8230; Especially useful when discussing growth or the need to scale infrastructure. The data speaks for itself. <\/p>\n<h3>3. SLA compliance reports<\/h3>\n<p> Essential in any contract review or renewal process. They document the service delivered and how well it met expectations. <\/p>\n<h3>4. Event and incident reports<\/h3>\n<p> So the client understands what happened, how it was resolved, and how long it took\u2014demonstrating responsiveness and management capability. Additionally, every MSP should consider including a report on avoided incidents and what they could have caused, shedding light on that \u201cBatman in the shadows\u201d work. <\/p>\n<h3>5.
